Intro and Opening Keynote:Rethinking the Playbook: New Roles, New Risks, New Possibilities
Presented by: Phil Verghis, Founder, Verghis Group; William Adrion, IT Support Planning Analyst at Chipotle Mexican Grill; Jessica Caceres Kennedy, HQ Quality Management Lead at World Bank Group
The traditional playbook for IT service and support is being rewritten. Career paths are becoming less linear, roles and org charts are shifting, and emerging challenges like AI-enabled security incidents and complex communications demands are expanding what's expected of support leaders.
In this opening conversation, an industry veteran and emerging leaders will bring different perspectives to a shared question: What should we keep, what needs to change, and what comes next? Together they'll rethink long-held ideas about careers and leadership, explore the skills and responsibilities gaining importance, and consider where the profession and its people can go from here.
These shifts are already underway, and the choices leaders make now will help determine where the industry goes next. Come ready to challenge your assumptions, get inspired by what's possible and think bigger about the role you and your team can play in what comes next!

How 2 Human in the 21st Century: Building Solutions and Teams that Work with Humanity, Not Against It
Speaker(s): Haylee Anderson, Founder, How 2 Human
Support professionals are asked to be endlessly patient, endlessly available, and endlessly consistent — while the humans on the other end of the ticket are often at their most frustrated. It's a job that quietly demands you override your own wiring, all day, every day. No wonder burnout is epidemic in this industry.
Here's the problem: we were never given a manual for being human, let alone for being human while doing one of the most emotionally demanding jobs in tech. So most support professionals — and the leaders managing them — are running on defaults: pushing through exhaustion, treating empathy fatigue as a personal failing, and optimizing for metrics at the expense of the connection that makes the work sustainable in the first place.
In this session, Haylee Anderson — a former mechanical engineer turned organizational behavior researcher — shares the operating system behind human burnout and resilience, and shows support leaders and frontline teams how to work with their own wiring instead of constantly overriding it. As AI and automation increasingly take over the transactional parts of support, the human skills — connection, regulation, resilience — aren't going away. They're becoming the whole job. This session gives attendees a framework for protecting and strengthening exactly that.
Understand why burnout in support roles is a wiring issue, not a personal failing — and how to work with it instead of against it
  • Learn a framework for building sustainable resilience into high-empathy, high-volume roles
  • Identify where automation should absorb the transactional work — freeing humans for the truly human parts of support
  • •Walk away with a practical next step (a free diagnostic) to apply this personally or roll out to a team

Listen, Learn, Transform: Building a Better IT Customer Experience
Speaker(s): Scott Hall, Senior Managing Director, IT Customer Experience, Texas Tech University

Higher education IT support teams often measure success through operational metrics like ticket volume, resolution time, and SLA compliance. But these metrics don’t answer a critical question: how do customers actually experience the service? This session explores how Net Promoter Score (NPS) can help IT organizations move beyond transactional support toward a more experience-driven, relationship-focused model. Using NPS, we established a baseline, set improvement goals, and identified the top 10 areas for improvement through customer feedback. Transparency throughout the process—including openly sharing results and acknowledging opportunities for improvement—helped shift our IT culture toward collaboration and partnership. In one year, our NPS score increased by 11 points. Participants will learn practical strategies for using NPS to drive cultural change, strengthen customer relationships, and better align IT services with institutional needs.

  • The gap between IT metrics and customer experience
  • NPS Implementation: Designing, launching and analyzing results
  • Lessons Learned: What worked, what didn’t, and why

Navigating AI: Is Leadership Ready?
Speaker(s): Ric Mims, vCIO/ITSM Consultant, Supportcenter Global Technologies, Inc.; Peter McGarahan, Founder | Principal Consultant, McGarahan & Associates, Inc.
You're considering investing in AI and automation for your ITSM environment. The promise is faster resolution, better self-service, lower costs, and improved employee experience. But is your IT leadership team ready to make the decisions that will determine whether AI delivers real value?
AI and automation are rapidly changing how IT services are designed, delivered, and supported. Yet technology readiness and leadership readiness are not the same thing.
In this session, Peter McGarahan and Ric Mims explore what it means to be ready to lead AI-enabled ITSM—from establishing a clear strategy and preparing people for change to governance, decision authority, customer experience, and measurable business outcomes.
This won't end with theory. Peter and Ric will provide practical Monday Morning actions leaders can take to assess their readiness, ask the right questions, identify leadership gaps, and begin building a deliberate approach to AI and automation within ITSM. The question isn't whether AI is ready for ITSM. It's whether leadership is ready for AI.
